قدّم وتابع مع أبلاي إيدجThe Real Time Analyst (RTA) is responsible for monitoring and managing real-time operational performance within the contact center. The role ensures staffing levels are aligned with forecasted workloads, service levels are maintained, and resources are utilized efficiently to achieve business objectives and customer experience targets.Key ResponsibilitiesReal-Time Monitoring & ManagementMonitor contact center performance in real time across all channels (Voice, Chat, Email, Social Media, etc.).Track key performance indicators (KPIs) including Service Level, Average Speed of Answer (ASA), Abandonment Rate, Occupancy, Adherence, and Queue Performance.Identify and communicate real-time operational risks and variances against forecasts.Take immediate action to mitigate service level impacts through schedule adjustments and workforce optimization activities.Workforce CoordinationMonitor agent adherence and conformance to schedules.Coordinate with Team Leaders and Operations Managers regarding staffing requirements and performance concerns.Manage off-phone activities, breaks, meetings, training sessions, and planned shrinkage to minimize operational impact.Recommend overtime, voluntary time off (VTO), shift extensions, or reallocation of resources based on demand fluctuations.Reporting & AnalysisProduce intraday reports and performance updates for operations and management teams.Analyze staffing variances, call volume trends, and operational performance.Provide recommendations for improving resource utilization and service delivery.Maintain accurate records of real-time operational actions and their impact.Stakeholder CommunicationCommunicate real-time performance updates and staffing recommendations to operations stakeholders.Escalate critical service level risks and system issues promptly.Participate in workforce management and operational review meetings.System & Tools ManagementUtilize workforce management tools and contact center technologies such as NICE, Verint, Genesys, Avaya, Cisco, or similar platforms.Ensure accurate real-time data monitoring and reporting.Support scheduling and forecasting teams with intraday insights and trend analysis.Key Performance Indicators (KPIs)Service Level AchievementSchedule AdherenceOccupancy RateForecast Accuracy SupportQueue Management EffectivenessResponse Time to Operational RisksStaffing UtilizationQualifications & ExperienceBachelor's degree preferred or equivalent experience.Minimum 1–3 years of experience in Workforce Management or Contact Center Operations.Experience in a Real Time Analyst (RTA), Workforce Coordinator, or similar role preferred.Strong understanding of contact center metrics and workforce management principles.Skills & CompetenciesExcellent analytical and problem-solving skills.Strong attention to detail and ability to work under pressure.Advanced Microsoft Excel and reporting skills.Knowledge of WFM platforms (NICE, Verint, IEX, Genesys, etc.).Effective communication and stakeholder management skills.Ability to multitask and make quick decisions in a fast-paced environment.Strong organizational and time management skills.Working ConditionsAbility to work shifts, weekends, and public holidays as required by business operations.Flexible to support 24/7 contact center environments if applicable.#RealTimeAnalyst #RTA #WorkforceManagement #ContactCenter #CallCenter #WFM #ScheduleAdherence #WorkforcePlanning #ServiceLevelManagement #Genesys #NICE #Verint #CapacityPlanning #IntradayManagement #OperationsManagement #CustomerExperience #Reporting #DataAnalysis #MicrosoftExcel #ResourceManagement
